One journey, two experiences: why fixing client friction supports your team too.

A better client experience and a better internal experience are often treated as separate objectives. But when you look at the journey from enquiry through to onboarding, it becomes clear that the two are closely connected. Client friction doesn’t just affect the person going through the journey – it can also create additional work for the team behind the scenes.

It’s easy to think about client experience and internal efficiency as two different things.

But consider what happens when a client doesn’t understand what’s happening during the onboarding process. They may send an email or call for an update. For the team, that’s another interruption to deal with. 

The same applies when information needs to be requested more than once, or when different systems don’t connect. What feels like friction for the client often becomes additional admin for the firm. 

Neither side necessarily wants this to happen. It’s often simply the result of processes that have developed over time.

  • Can clients easily see what they need to do and what’s still outstanding? 
  • Can teams quickly see where a client is in the process without checking multiple systems? 

These small improvements can make the journey easier to navigate for clients while reducing the amount of manual work required internally. 

Look at the journey from both sides. 

One of the simplest ways to identify friction is to experience the process yourself.

Visit your website as a prospective client. Make an enquiry. Request a quote. Follow the next steps. Then think about what happens when you decide to instruct and begin client onboarding. 

Where do you hesitate? What isn’t immediately clear? And where would your team need to step in to keep things moving?
